Merging Tickets (Customer and Producer) - Feature Request

Hello everybody,

we have the case in our company, that we are a merchant for several products and have our own products, too. If our customers get in touch with us, they sometimes have questions, which can’t directly be answered from us and have to be continued to the producer. In this case, we can forward the messages from the customer to the producer, but if he answers, in most of the cases this creates a new ticket. so we have Ticket A (Customer) and Ticket B (Producer) - we need to merge them both together, so that every Agent who has to work with this issue, gets an fast overlook, what happend in the past and what are the next steps. Unfortunately, once you merge Ticket A and B and declare Ticket A as the Main Ticket, all communication from ticket B is a private note and can’t be answered. 

 

It would be great, if it would be possible to change that either in the way, that a ticket can have more than one contact to chose from when anwering or the possibility to choose, which messages are private and which are needed to be answered further when merging tickets.

 

Maybe some of you can understand our issue.

I would be pleased if my question gets added as an feature request - thank you in advance.

Hi, you can do a forward from a note as a workaround.

Also, if you don’t delete the original merged from ticket you can click the link, open that ticket, and answer from there.

thank you for reaching out. Forwarding the notes isn’t a workaround which we are pleased with. It’s possible but you can easyly get things mixed up. 

It also shouldn’t be the case to work in two tickets therefore the solution to answer from the merged ticket is’t a solution either. But thank you for your input.

Ideally, when you forward the customers ticket to a third party(Producer) using the “Forward” option, any reply from the third party/Producer should get added as a private note on the customer’s ticket and should not create a new ticket - https://support.freshdesk.com/en/support/solutions/articles/37578-forwarding-tickets-to-a-third-party

Hi @Sona_Senthil,

Thank you for your reply - unfortunately it often creates a new ticket if we forward to our producer as they use an automatic reply system by sending "we got your message"  messages. So a workaround where we could more participitants would be very convinient for us, as we could add the automatic reply address as well as the address from our producer which we wrote at and our customer and could therefore have an option to handle both - the customer and producer answers in the same ticket.

We checked this already with support@freshdesk.com - i got the answer, that they would note it as an feature request and that i could discuss this issue here.
